A customer had a Shop Pay problem and tried to contact me instead of Shopify -- where do I actually send them?
Shop Pay is operated by Shopify, not your store, so its support lives in the Shop app -- here's how to route customers there and stop the confusion for good.
What's going on
A customer ran into a problem with Shop Pay -- maybe a declined installment payment, a login issue, or confusion about a charge -- and went looking for support. They landed on the merchant's store contact form or emailed the shop directly, because as far as they're concerned, Shop Pay is just "the checkout thing on this website." The merchant then has no way to see or fix whatever went wrong, because Shop Pay accounts, installment plans, and payment methods are managed entirely by Shopify, not by the individual store.
This is exactly the confusion that shows up repeatedly in Shopify's own merchant community: a merchant posts asking where to send a customer with a Shop Pay problem, and replies confirm it's a recurring source of friction -- customers don't know Shop Pay is a separate, Shopify-operated product layered on top of thousands of independent stores, so they default to contacting whichever store they happen to be shopping with.

Merchants don't have visibility or control over Shop Pay's backend (installment schedules, Shop Pay account login, or Shop Pay-side payment disputes), so even a merchant who wants to help is stuck without access to Shopify's own Shop Pay support tools. That mismatch between what the customer expects the merchant to fix and what the merchant is actually able to see is the root of the recurring complaint.
5 ways to fix it
Send the customer to Shop Pay's own support, not your store's help channel
Shop Pay is a Shopify-operated payment product, not something your store controls, so your store's contact form or help desk genuinely cannot fix a Shop Pay charge, installment, or login issue. Direct the customer to the Shop app's built-in help: open the Shop app, tap the order or the Shop Pay card in question, and use the "Get help" or chat option there, which routes to Shopify's Shop Pay support team. They can also reach Shop Pay support from a browser at the Shop Pay help/support pages linked from shop.app, without needing to go through you at all.
Give the customer a short, honest explanation of who owns what
A lot of the forum confusion comes from customers assuming the merchant's site and Shop Pay are the same company. A quick line in your reply -- "Shop Pay is run directly by Shopify, separate from our store, so their support team can see your payment/installment details that we can't" -- resolves most of the back-and-forth and stops them from re-contacting you expecting a fix you can't provide.

Set expectations in your own storefront copy or auto-reply
If this comes up repeatedly, add a line to your contact page, order confirmation email, or auto-reply macro noting that Shop Pay account, installment, and payment-method questions are handled by Shop Pay support in the Shop app, while order status, shipping, and returns questions go to you. This front-loads the routing so fewer customers get stuck in the wrong queue.
Escalate through your Shopify merchant support if the customer is stuck
If a customer says they truly cannot find a way to reach Shop Pay support (e.g., they can't access the Shop app), you as the merchant can open a case with Shopify support through your Shopify admin and ask them to loop in the Shop Pay team on the customer's behalf. This is a fallback, not the first move -- most customers just need to be pointed at the Shop app's help option.
